Give each request a record the office can follow
A customer may need a repair, an update on an earlier visit or clarification about equipment. Capture a subject, description, priority, customer and site where known. Assign the ticket to the person responsible for reviewing the next step.
Open, in-progress, waiting, resolved and closed states make the handling stage visible. A waiting ticket can return to active work, and a resolved or closed ticket can be reopened when the issue returns. Ticket state describes support progress; it does not replace the linked work order’s execution state.
Keep customer replies separate from internal notes
Office staff can add customer-visible replies or mark a message as internal. Customer portal users see tickets belonging to their customer account and only the messages intended for them. Portal replies are always customer-visible.
A portal user with permission to place orders can submit a support request and select an eligible site. Other portal access remains governed by the customer account’s permissions. This workflow provides a shared ticket conversation; it does not promise email-to-ticket ingestion or automatic delivery notifications.
Turn a maintenance request into a job
When a ticket needs field attendance, select the correct customer and site, then create a requested work order. The job receives the ticket’s description and priority, while the ticket keeps a link to the job. Repeating the action returns the existing job.
For example, a property manager reports an air-conditioning fault at a managed office. The helpdesk captures the symptom; the dispatcher confirms the service location and creates the job; the scheduling workflow then assigns attendance. Creating a ticket alone does not promise an arrival time or SLA response.
Bring phone and equipment reports into the same review process
A configured Twilio incoming call can become a ticket with office-written call notes. A customer-equipment QR label can open a small public fault form whose submission becomes a ticket for review. These entry points let the office check the request before arranging chargeable work.
Use a trial to submit a portal request, add an internal note, reply to the customer and create the job. Confirm that the portal cannot see the internal note.
